Full description

For training managers, outlet managers and department heads who want front-line staff to practise handling complaints before they meet them on the floor. The workbook holds 40 scenarios across restaurant, bar, banquet, room service, front desk and housekeeping: cold food, long waits, bill disputes, noise, an allergy mistake, a double booking and more. Each has a guest brief written in the first person, a staff brief with facts and authority limits, a model response and a coaching point. Observers rate six criteria and the workbook applies your weights (listening 20, empathy 20, solution 25, ownership 15, follow-up 10, tone 10 in the sample), gives a pass or retrain result and a retest date, and checks each service recovery gesture against the cap for the role.

What is inside

  • Complaint_Role_Play_Scenario_Cards.xlsx: 7 tabs, 838 formulas, 2 native charts, 16 drop-down and input rules
  • Scenario Bank: 40 scenarios (restaurant 8, bar 6, banquet 6, room service 6, front desk 8, housekeeping 6), each with setting, guest profile, difficulty 1 to 3, time box, guest brief, staff brief, model response and coaching point
  • Card Print: one scenario at a time as a guest card, a staff card, a trainer card and a live observer sheet that returns a weighted score and a result
  • Session Log: 36 sample scored role-plays plus 40 spare rows; six ratings, weighted score, Pass or Retrain, gesture check against the cap for the role, retest date
  • Dashboard: 7 KPI tiles, a check tile, average rating by criterion, results by department and the monthly complaint trend, with 2 charts; 8 integrity checks
  • Role_Play_Trainer_Guide.docx and PDF: 7 pages with a session plan, ground rules, the four-step recovery model, authority limits, an observer scoring sheet, a debrief script, a worked example and a sign-off form
  • README.txt and LICENSE-and-Terms.txt

How it works

  1. Set the pass mark, criteria weights and gesture limits by role on Settings.
  2. Pick a scenario on Card Print and hand out the guest card and the staff card.
  3. Run the role-play for the time box. The observer rates the six criteria.
  4. Enter the ratings on Session Log, read the result and the coaching point, and book retests.
  5. Review scores by criterion and department and the complaint trend on the Dashboard.

FAQ

How many scenarios are there?

40, split across six departments, with a difficulty rating of 1 to 3 and a time box of 4 to 6 minutes.

Can I change the weights and the pass mark?

Yes. Weights, the pass mark, the retest period and the gesture limits are inputs on Settings.

How is the score calculated?

Each criterion is rated 1 to 5. The score is the sum of rating times weight, divided by the maximum rating times the total weight.

Can I add my own scenarios?

Yes. Add rows under the 40 and extend the named ranges, or replace any scenario in place.

Do I need macros?

No. Every result is a standard worksheet formula.
